Many customer de-escalation programs are designed for face-to-face interactions and rely heavily on visual cues such as body language, facial expressions, posture, and eye contact. Technical support agents working over the phone do not have access to these signals, yet they are still expected to recognize customer frustration, build rapport, and guide conversations toward productive troubleshooting.
In addition, technical support interactions require more than simply calming an upset customer. Agents must rebuild enough trust and credibility that customers are willing to listen, answer questions, follow instructions, and participate in the troubleshooting process. When trust is not established, even the correct technical solution may fail because the customer is unwilling to engage with the agent.
Through my experience supporting and onboarding technical support personnel, I observed this challenge repeatedly. While customer service training was widely available, most programs focused on retail, hospitality, or face-to-face interactions and failed to address the unique communication demands of phone-based technical support environments.
To address this gap, I designed an interactive branching scenario that places learners in a realistic technical support call environment where success depends on both communication and problem-solving skills. Learners must interpret verbal cues, respond appropriately to customer frustration, and make decisions that influence the customer's willingness to cooperate throughout the troubleshooting process.
Rather than treating de-escalation as the end goal, the scenario emphasizes trust-building as a prerequisite for effective troubleshooting. Learners experience how communication decisions can either support or hinder problem resolution while receiving immediate feedback on the consequences of their choices.
This project began with observations from years of working in technical support environments and onboarding new support personnel. I repeatedly saw situations where agents possessed the technical knowledge needed to solve a problem but struggled to move the troubleshooting process forward because customer frustration prevented productive collaboration.
To better understand this challenge, I analyzed common support interactions and identified communication behaviors that influenced customer trust, cooperation, and willingness to participate in troubleshooting. These observations informed the design of a branching scenario that allowed learners to practice communication decisions in realistic support conversations and experience the consequences of their choices in a risk-free environment.
The scenario was developed using We Are Learning, where I designed the dialogue, branching logic, learner feedback, and interaction flow to create an experience that connected communication skills directly to troubleshooting outcomes.

Multiple decision paths were designed to demonstrate how different communication approaches affect customer reactions and the overall troubleshooting process.
Immediate feedback and consequence-based outcomes were incorporated throughout the experience to help learners connect communication choices with business outcomes. This structure allowed learners to explore different approaches, observe their effects, and refine their responses in a safe environment.
The important lessons from this project was that effective troubleshooting depends on more than technical knowledge. Agents must first establish enough trust and credibility for customers to actively participate in the troubleshooting process. By framing communication as a performance enabler rather than a standalone customer service skill, the scenario connected learner decisions directly to business outcomes and problem resolution.
This project also highlighted how quickly AI-assisted development tools are changing the learning design process. Using We Are Learning made it possible to rapidly prototype and iterate on branching conversations, reducing development time and making experimentation more practical. As these tools continue to evolve, they have the potential to enhance the design process by accelerating production and creating more opportunities for refinement and iteration.
